The assistant could prepare this answer for the support agent: “In version 3, your basic plan includes manual archiving. Scheduling is available on the advanced plan. Below are the instructions for manual archiving.” The draft includes links to the instructions and the plan feature descriptions. The agent can read both sources and offer the customer the available option.
Bring documentation and customer details together at the ticket
In the example, the version and plan are already known. If the agent cannot see them, they need to check the relevant customer record or get those details confirmed. A similar past ticket does not establish what the current customer uses.
Before commissioning an assistant, look at the support team's work: where do agents check the plan, and where do they find instructions? If both are on one screen and the documentation clearly describes feature availability, better search or a clearer ticket view may be enough. When agents have to open a separate customer system and several article libraries, a project can bring those sources into the work of drafting a reply.
The product team maintains an up-to-date description of the features in each plan. When the customer record and documentation disagree, the agent asks whoever is responsible for the product or account data. That person clarifies the difference and corrects the relevant record so other agents use the same information.
Your platform may already narrow the search
If support uses its platform's AI features, first check which materials inform the answer. Zendesk describes knowledge search rules for AI agents that scope selected sources or parts of them using criteria including titles, locales, labels, and session segments. This is an option to consider before building a separate solution.
For the example question, you still need to establish how the tool knows that this customer uses version 3 on the basic plan. Narrowing an article collection does not supply those details. The connection to customer records and support staff's access to account information need to be agreed for the particular helpdesk.
